Bankinter is one of the Spanish brands that has been talked about the most during the pandemic due to its successful advertising campaign. Yolanda Sanz, Head of Image and Brand, tells us how to improve the bank's reputation in times of a pandemic.

Bankinter’s brand spirit is "Being exceptional on a daily basis". How do you make it evident through the brand?

We understand “exceptionalness” from a double point of view: extreme quality of service in all internal processes and in customer service; and showing the differential nature of our entity in a market of very homogeneous proposals. In short, it reflects our attitude and reveals our qualities without conflict within the sector.

The brand is the representation of that culture and those values that are deeply rooted in each of the employees who work at Bankinter. This translates into the emotional connection of our clients with the brand, which is one of the fundamental pillars in the construction of our entity.

The Bankinter Brand is well-recognised and has been awarded by some of the most prestigious institutions in the world of brands, such as the IV ESADE Brand Center Awards. How do you measure it to continue improving?

Measurement is essential to manage. You must know how you are being perceived by all stakeholders and on all axes of differentiation of your brand. We do this with employee and customer surveys  and customers, by actively listening on and offline to find out what their target audiences say about the entity, with internal audits at the main contact points,and of course, with a brand indicator that measures the main dimensions that build our identity.

The brand is spoken of as a shield for companies in times of crisis, trade wars or unexpected external eventualities. To what extent do you consider this statement to be true and in which cases it has been for Bankinter during the COVID-19 pandemic? How are you considering the brand for the Post-COVID-19 strategy?

As has happened in previous crises, Bankinter has emerged reinforced from the complicated situation generated by the coronavirus pandemic. Having a very strong corporate identity, built over 55 years of history, a financially sound balance, and a well-defined business strategy have helped us achieve that position. In addition, the agility that the bank had when launching specific measures designed to alleviate the impact of the crisis among families and companies especially affected. Our communication management has allowed us to capitalize all those assets on the brand, which demonstrates those values we believe into our audiences.

The banking sector has been dragging a damaged reputation for years but one that seems to have taken a turn during this crisis. Bankinter has not only worked to improve the reputation of its brand, but one of your focus is on the reputation of the sector. How are you working on this line of communication? Do you do it in collaboration with other entities?

Obviously, we participate in sectoral strategies to optimise the public perception of banking, and I sincerely believe that we have achieved a substantial improvement in reputation. Banking is now perceived as part of the solution and not as part of the problem. And at the same time, we also work on the concept of differentiation, transmitting the competitive advantages of our entity and our positioning in the market. In this regard, communication is essential. Communication that we understand from a global point of view, using different formats and channels, both internal and external, to reach all our stakeholders with the appropriate information and message.

María Dolores Dancausa is the face and voice of Bankinter, and her belief and commitment to communication becomes latent, essential for a good guardian of the brand. Who do you think should be the brand guardian or ultimate protector of the brand and who is at Bankinter?

There is no doubt that our CEO represents correctly the values that our brand treasures, and that she has always opted for transparent communication to transmit those values. But at Bankinter, we usually say that the brand is every person who works at the entity. When we interact with each other, with our customers, suppliers, etc. we are the brand.

Our behavior, our attention is already transmitting an idea of who we are and how we want to be perceived. Hence the importance of assuming these values in a consistent way and, in this way, being perceived by all our stakeholders. In short, there is no better brand guardian or better brand ambassador than the employees themselves.

El espíritu de marca Bankinter es "Ser excepcionales a diario". ¿Cómo lo hacéis palpable a través de la marca?

Entendemos la “excepcionalidad” desde un doble punto de vista: extremar la calidad de servicio en todos los procesos internos y en la atención al cliente; y mostrar el carácter diferencial de nuestra entidad en un mercado de propuestas muy homogéneas. En definitiva, refleja nuestra actitud y pone de manifiesto nuestras cualidades sin entrar en conflicto con el sector.

La marca es la representación de esa cultura y esos valores que están muy arraigados en cada una de las personas que trabajamos en Bankinter. Esto se traduce en la vinculación emocional de nuestros clientes con la marca, que es uno de los pilares fundamentales en la construcción de nuestra entidad.

La Marca Bankinter es reconocida y ha sido galardonado por algunas de las instituciones más prestigiosas en el mundo de las marcas como el IV Premios Centro de la Marca ESADE. ¿Cómo lo medís para seguir mejorando?

La medición es fundamental para poder gestionar.Tienes que saber cómo estás siendo percibido por todos los grupos de interés y en todos los ejes de diferenciación de tu marca. Y esto lo hacemos con encuestas a empleados y clientes, mediante la escucha activa on y off line para saber qué dicen de la entidad sus públicos objetivos, con auditorías internas en los principales puntos de contacto… Y por supuesto, con un indicador de marca que mida las principales dimensiones que construyen nuestra identidad.

Se habla de la marca como escudo para las empresas en épocas de crisis, guerras comerciales o eventualidades externas inesperadas ¿En qué medida consideras esta afirmación cierta y en qué casos lo ha sido para Bankinter durante la pandemia de Covid-19? ¿Cómo estáis considerando la marca para la estrategia Post-Covid-19?

Tal y como ha ocurrido en crisis anteriores, Bankinter ha salido reforzado de la complicada situación generada por el coronavirus. Tener una identidad corporativa muy marcada, construida a lo largo de 55 años de historia, un balance sólido desde el punto de vista financiero y una estrategia comercial muy definida, nos han ayudado a alcanzar esa posición. A eso se añade la agilidad que tuvo el banco a la hora de lanzar medidas específicas pensadas para paliar el impacto de la crisis entre las familias y empresas especialmente afectadas. Nuestra gestión de la comunicación nos ha permitido capitalizar en la marca todo ese activo, que representa ante nuestros públicos esos valores en los que creemos.

El sector banca lleva arrastrando durante años una reputación dañada pero que parece haber dado un giro durante esta crisis. Bankinter no solo ha trabajado por mejorar la reputación de su marca sino que una de vuestros eje de discurso es en pro de la reputación del sector. ¿Cómo estáis trabajando esta línea de comunicación? ¿Lo hacéis en colaboración con otras entidades?

Obviamente participamos en las estrategias sectoriales para optimizar la percepción pública de la banca, y creo sinceramente que hemos conseguido una sustancial mejora de la reputación. La banca ahora es percibida como parte de la solución y no como parte del problema. Y paralelamente, también trabajamos el concepto de la diferenciación, transmitiendo las ventajas competitivas de nuestra entidad y nuestro posicionamiento en el mercado. A este respecto, la actividad de comunicación es esencial. Una comunicación que entendemos desde un punto de vista global, utilizando diferentes formatos y canales, tanto internos como externos, para llegar a todos nuestros grupos de interés con la información y el mensaje adecuados.

María Dolores Dancausa es la cara y voz de Bankinter y se hace latente su creencia y apuesta por la comunicación, indispensable para un buen guardián de la marca ¿Quién consideras debe ser el brandguardianship o protector último de la marca y quién lo es en Bankinter?

No cabe duda de que nuestra Consejera Delegada representa de una manera muy acertada los valores que atesora nuestra marca, y que desde siempre ha apostado por una comunicación transparente para transmitir esos valores. Pero en Bankinter, solemos decir que la marca somos todas y cada una de las personas que trabajamos en la entidad. Cuando nos relacionamos entre nosotros, con nuestros clientes, proveedores etc. somos la marca. Nuestro comportamiento, nuestra atención ya está transmitiendo una idea de lo que somos y de cómo queremos ser percibidos. De ahí la importancia de asumir esos valores de una forma consistente y que, de esa forma, sean percibidos por todos nuestros grupos de interés. En definitiva, no hay mejor brandguardianship ni mejor embajador de la marca que el propio empleado.
